Make the primary role visible
At the start of each coverage block, identify who owns new arrivals and who handles other work. The second person is not automatically a full-time watcher. Agree on a signal for requesting help and a way to confirm that the backup has accepted it. This reduces the chance of two people replying at once or each assuming the other has answered. Keep the arrangement simple enough to follow during a busy moment.
Define the backup trigger
Choose observable triggers: an unresolved specialist question, a planned break or a queue growing beyond the primary responder’s tested capacity. Do not rely on the backup noticing a stressful tone. Hand over the next action, not just the transcript

The receiving person confirms ownership before the first responder leaves. For a fictional test, have the backup continue without asking the visitor to repeat the original problem. If they cannot, improve the handoff structure before increasing the volume of conversations.
Review fairness and resilience
Look at whether one person repeatedly receives all complex work or whether breaks are being skipped to maintain coverage. Rotate responsibilities where skills permit and document the escalation boundary where they do not. Test a day when only one person is available: the advertised service should shrink honestly rather than depend on invisible overtime. A resilient two-person rota is one that still has a clear reduced mode when its ordinary staffing assumption fails.
