Treat the overlap as work

When one responder finishes and another begins, context does not transfer merely because both are logged in. Reserve a short period for reviewing active conversations and unresolved promises. The appropriate length depends on the work; do not treat a fixed number of minutes as a universal staffing standard. The overlap needs an owner and a checklist, otherwise it can become casual conversation while the queue remains unattended.

For each open item, state the issue, verified facts, customer expectation, next action and person taking responsibility. Link to the supported record rather than copying a transcript into multiple places. Separate questions waiting on the customer from those waiting on your team. A compact handover is easier to act on than a long narrative. Remove irrelevant personal details and avoid treating speculation about the customer as an established fact.

Make the cost visible without exaggeration

If two people overlap for fifteen minutes on five working days, that is 2.5 person-hours of combined attendance, not 1.25. Some of that time may still serve customers, so do not automatically classify all of it as overhead. Record the assumption consistently when comparing staffing arrangements. This fictional example illustrates double-counting and undercounting risks; it is not a recommendation for a particular rota or a prediction of your labour costs.

Test the no-overlap fallback

Illness and late arrivals can remove the planned overlap. Prepare a written handoff format and a rule for closing or narrowing live coverage until the next responder accepts ownership. The outgoing person should not silently leave an unresolved promise with no recipient. Review missed handoffs alongside ordinary ones and simplify the checklist if it is too slow to use. The purpose is continuity for the customer, not the appearance of a perfectly filled schedule.
