Start with the interruption you can solve
A chat widget is an invitation to interrupt your team. That can be useful when a customer is blocked by a product-fit question, a delivery detail or an unclear next step. It is less useful when the answer requires hours of investigation. List the questions customers currently ask before purchasing, then separate quick clarification from account-specific work. The first group is a stronger starting point for live coverage.
Observe a small sample before buying
For one ordinary week, record the time, subject and eventual resolution of incoming questions using your existing channel. Do not collect unnecessary personal details. Count the questions that could plausibly have been resolved during a short exchange. If most enquiries arrive while nobody is working, a visible message form and honest response expectation may serve readers better than a permanently unattended chat button. This is a planning exercise, not a demand forecast.
Give the channel an actual owner
Write down who watches the queue, who covers their break and where complicated work goes. A salesperson should not promise technical fixes they cannot authorise. A founder should not interrupt every customer call to answer the widget. Start with a small, clearly advertised coverage window and one backup route. The software choice comes after that arrangement; adding seats does not create spare attention.
Use a reversible pilot
Choose one high-intent page and one recurring question for the pilot. Define success as resolving the question accurately without abandoning other customers, not simply increasing chat counts. Keep email available and review unanswered messages alongside successful conversations. If the channel repeatedly creates work without helping a decision, reduce its visibility or close it. A smaller honest service is better than an impressive availability claim your team cannot maintain.
